Who this guide is for
Support managers and product teams improving an existing assistant or planning a supported enquiry journey.
Choose the reasons to leave automation
Define when the visitor can request a person and when the system should offer one: missing approved knowledge, an unresolved repeat question, a sensitive account action or a complaint needing judgment. Do not infer that a confident-sounding answer is a correct answer. A deterministic escalation rule may be sufficient for a known category; a model is not required for every routing decision. Make the contact route visible without requiring the visitor to argue with the assistant or reveal private information in an open conversation.
Model the real states explicitly
A useful proposed state model is requested, waiting or assigned, joined, resolved and unavailable. Map these to the actual service’s supported events instead of inventing capabilities in the website. A client click can request handoff, but only the backend can confirm that a person joined. Record time, responsible queue and the last confirmed transition. Reconnecting a browser should recover the current request rather than create another support session. Decide how expired or abandoned requests close, and show a safe next action if current state cannot be retrieved.
Send enough context, with permission
The receiving person may need the question, source page, relevant product, what the assistant already tried and a reference to approved account context. They do not automatically need every stored conversation or sensitive document. Tell the visitor what will be shared when appropriate, protect staff access and set a retention approach. Keep model instructions and secrets out of the transcript. Page context should help the staff member understand intent; it must not let a visitor select an unauthorized internal team or impersonate another customer.
Design the unavailable path before the happy path
Decide what happens outside staffed hours, when no qualified person is available or when the handoff service fails. An asynchronous enquiry can collect a short problem summary and return a saved reference. It should not say “an expert is joining” unless the service confirms that. If you offer scheduling, distinguish a request for a time from a booking accepted by the actual calendar system. Display the relevant timezone when times are shown. Avoid response deadlines or continuous coverage unless the operating team has approved and can meet them.
Keep ownership after the chat ends
A completed chat session is not the same as a resolved business problem. The operator needs a next action, owner, follow-up state and closure reason. Decide whether the request becomes a CRM activity, support ticket or another existing record. Handoff should preserve one reference across those systems where possible. If a person reassigns the request, record that transition and tell the visitor only what has actually happened. Staff notification failure needs an operational queue; it should not discard the visitor’s saved question.
Test interrupted and duplicate journeys
Exercise double clicks, reload, network loss after request submission, staff reassignment, unavailable queues and an assistant that cannot answer. Verify the visitor never sees joined before a corresponding backend event. Check mobile focus and that the widget does not cover contact controls. Use test operators and approved test accounts; do not create real appointments merely to exercise the interface. Measure unresolved requests and lost handoffs separately from chat engagement. A long conversation is not evidence of successful support.
Scope the integration you can actually support
Begin with one supported channel, queue, state contract and fallback. Confirm the widget licence, backend events and staff operating process before development. If those dependencies are unavailable, deliver the contact fallback and keep live handoff unavailable. This guide describes a design, not verified Salogent availability or an APPNEURAL customer deployment. The implementation estimate should separate widget integration, routing, operator process, testing and ongoing support ownership.
Scope checklist
- Which service event confirms a person joined?
- What is shown when nobody is available?
- Where is the request saved?
- Who owns unresolved conversations?
- Which transcript data may be shared?
